While navigating an online bookstore I came across the James Frey book popularized by Oprah’s book club: A Million Little Pieces. As I read about this book I was informed that “readers who bought A Million Little Pieces also bought the books Lies My President Told Me and Pinocchio.” Folks, I was being cross-sold, yet I wasn’t cross about it.

The reality of business is that customers want to be sold. They love to buy for their own reasons. Not manipulatively bombarded with sales pitches or indiscriminately pressured with endless offerings, but intelligently informed, guided and suggested with related, logical and natural purchases that further
their goals.

Up-selling and cross-selling are two sales techniques used by professional sales and service staffs to increase sales. Are you making the most of your suggestive selling?

UP with Selling

Up-selling refers to situations where your customer buys a product or service, and you encourage them to spend more for additional features or packages. They are upping the amount they are spending, albeit for more or better services or products.

Consider the customer seeking a point-of-sale solution for handling charge cards, yet opts to purchase a deluxe POS model for more money when learning of additional capabilities, security and flexibility.

You are shopping for a bare-bones SUV. The salesperson infoms you soccer moms tell him they love having the model with the DVD player in the backseat for the kids. Thus you buy that model with a fancy video system and then extended warranty too.

Sales Crossing Ahead

Cross Selling refers to situations where a customer buys a product or service, and is simultaneously sold related items that often complement their purchase.

For example: A customer buys a computer and is then sold training in a bundle.

While we think of these as advanced sales techniques, they are actually rooted in the power of suggestion.

Quite frankly, we’ve been up-sold and cross-sold every day. And it’s not necessarily a manipulative process.

I’ve worked with customer service staffs afraid to sell, others who felt it was manipulative and smarmy to sell. Yet here’s a secret: It’s really a form of service!

True professionals are sincerely interested in bridging the gap and delivering great results.

Service Through Sales

When you up-sell and cross-sell:

* You are making informed suggestions as a knowledgeable rep

* You are apprising customers of options they may not be aware of

* You are often anticipating future needs

* It’s a way to further help your customer…to be more powerful, to enjoy more benefits, to maximize the usefulness of the products or services they’re acquiring.

Remember this, when you are the rep who is selling and serving:

* You are in the business of solving problems, generating solutions and making customers happy, or even happier.

* You are the subject matter expert when it comes to the products and services you are representing.

* You are apprising customers of options they may not be aware of

* To the extent you listen and understand the situation of your clients, customers or constituents, you are ideally suited to provide solutions, recommendations and remedies.

* To withhold this from others would be selfish, and poor service.

* Any time you can fulfill more needs, address more issues or solve more problems you are easing your client’s /customer’s life. After all, they already trust you, like you, and are doing business with you.

So, how does one UPSELL or CROSS-SELL? It’s easy.

When You Play Bridge…You Avoid Leaving Money on the Table

After you’ve completed the initial transaction or gotten the initial indication your customer wants to buy, you can then bridge to the Up- or Cross–Sell:

When we take the time to both “learn” from and “teach” the customer something, then we have earned the right to “sell” them. This is a consultative selling approach.

“Learning” something about the customer is absolutely essential if we are going to be in a position to help identify their true needs. Therefore, the questions you ask must allow you to gain information that can be used either in the current call or at a later time with the customer. An example might be finding out from a customer what their financial limits are.

“Teaching” is the way we can help the customer become more qualified in their position and, in turn, make better decisions. Teaching them something should not be centered on the products or services we offer, but on the industry and business practices. The key is to provide them with practical information. By doing so, you will demonstrate that you are interested in helping them be more successful, rather than just selling them something.

”Selling” is the final step. Naturally, we want to sell our products on every call. However, reality reminds us that many times there are objections and other issues that must be overcome before the customer will buy from us. Still, it is essential for us to do on every sales call, whether it is simply selling our integrity, our listening skills, or our personal style.

Selling a Higher Price in a B-B Environment

Even the most sales savvy among us have had to fight back the nerves that materialize whenever we are faced with telling a customer about a price increase. Talking about it never makes for an easy conversation. When discussing a price increase in a business-to-business environment, it is important to remember that our customers have probably had to have the same discussion with their own customers. A company exists only as long as it earns a profit and it can only do that if it delivers a quality product or service at the right price. This means that the key to any conversation about raising the price is to emphasize that such an increase will ensure product quality.

As you begin to prepare your strategy for communicating a price increase, ask yourself the following questions:

1. Does the customer take your product/service and add a standard percentage increase in price when selling to their customers? If this is the case, you can point out that your customer will make more money by taking a standard percentage of a higher amount.

2. What percentage of the customer’s business is your product/service? If the percentage is small, tell them that the amount of increase is only a small percentage of their total business. If the percentage is great, then you can emphasize that the price increase is necessary to maintain the level of product quality necessary for them to serve their customers.

3. Has the customer faced any other price increases from other vendors? If so, try to identify what some percentages of the other increases have been. If yours falls into the low end, then you can point out how your increase is comparatively smaller than that of many others. If your increase is at the high end, you can either explain how yours is the only one you expect to take or that you wouldn’t be surprised to see others coming back to take another round of price increases.

4. How does the customer view you and the products/services you sell? If you have a quality reputation and record, then you can emphasize that the increase has been carefully thought through and it is only being taken to ensure continued quality. If you have a spotty record with the customer, then you should stress how the price increase will allow you to begin addressing some of the issues in question by allowing you to improve the overall quality of service they have been receiving. Naturally, it is important to make sure all comments are backed with a commitment to follow-through.

5. Will the customer raise an issue with the price increase? Be prepared to show documentation of how your costs have escalated and how other companies are experiencing the same increases. (An example is the increasing cost of oil, which has forced any company that uses petroleum in the manufacturing or transportation of goods to most likely increase prices.) When having this discussion, be sure to show empathy for the customer, but remain firm in what you’re saying. If the customer senses any hesitation on your part, they will likely try to exploit it in the form of a price concession from you. Also, be prepared to share steps that your company has taken in an attempt to avoid a price increase. This can include ways you’ve already cut costs or how the price increase is the only way to maintain the quality and service the customer expects. A final point to emphasize is the time lag between this price increase and the previous increase. Having information available concerning the rate of inflation during that specific time period may also help diffuse the issue.

6. Why does the customer buy from you anyway? Knowing this will allow you to reinforce these points when talking about the price increase. You should also have ready at least two key needs of the customer that your product or service satisfies. Be sure all of your strategic information about the customer is up-to-date before a price increase is announced.

7. How much business is at risk from the customer? We can sometimes get carried away thinking that if we raise prices, we’ll lose the customer, even though this is rarely the case. Think through what steps the customer would have to take to move to another vendor. Many times the work involved in moving is not worth the effort, and thus the business is less at risk than thought.

The following Sales Presentation tips are the best practices to employ when executing a price increase:

1. Give the customer lead-time. Provide the customer with enough notice to allow them to make adjustments in their information systems and to exercise at least one more order at the existing price.

2. Avoid showing favorites. Pricing integrity is always essential, but especially so during a price change. Do not treat particular customers more favorably than others in pricing during an increase. Different pricing levels are fine as long as they can be logically defended so that a customer who is not receiving the price break can understand and accept the price change.

3. Do not allow your customer to find out about a price increase from your invoice. Any changes in pricing must come from the account executive or a person of high position within the company. Information regarding a price change should only appear on an invoice after every person involved has been personally notified. (Sufficient time should occur in the price increase timeline to allow at least one invoice to contain a note of the pending increase in price.)

4. Make sure each customer service representative and anyone else who comes in contact with the customer is fully aware of when the price increase is going to be communicated. One of the most significant possibilities for confusion is when the customer hears conflicting information from different departments. Everyone in customer service needs to be fully aware of the price increase, the reasoning behind it, and the logistics for implementation. They should also be provided with a FAQ guide to ensure that when customers do ask them about elements of the pricing increase, they are able to share accurate information.

5. Believe in the price increase. In order to be paid what you are worth, you must charge what you are worth. Although this is not something that can be explicitly communicated to the customer, this general sense is what sets apart the best practice companies and high-performing sales professionals.

6. Instill an open-phone/open-door policy. Any time a price increase takes place, it is important for all senior executives to be willing to answer a phone call from a customer or to make phone calls to key customers. For successful consultative selling, nothing sends a stronger signal to a sales organization than seeing their senior executives on the front-line when dealing with a price increase.

7. Before and after the price increase, monitor the sales patterns of your individual customers. It is important to quickly catch any changes that occur as a result of the price increase.

During the 1970’s and 1980’s, price increases were common and expected. In the past 10 years, however, we’ve all grown used to lower inflation and the overwhelming impact of Wal-Mart’s philosophy on pricing. Today, price increases are again growing more common and acceptable as long as they are well thought through and not seen as a way to merely increase profits. Because they are an inevitable part of business today, we can’t let ourselves avoid dealing with price increases. Instead, we should seek to use them strategically to increase our selling potential.

To Mirror Or Not To Mirror?

There are a number of courses available that teach you how to mirror body language in others and how to understand and mirror people’s styles. They suggest that if the person you’re talking with crosses their arms, you should too. They also suggest you match the other person’s voice tone, pacing, and inflections and do as much as you can to be like them. These techniques are all focused on mirroring and reflecting in order to help you build instant rapport.

I propose, however, that instead of building rapport, these mirroring techniques can destroy it. They can also destroy your credibility and trust. Why is that?

If you are focusing on mirroring someone’s body language or style, then you are obviously not focusing on them. Instead, you’re keeping the focus on you, e.g. how you are sitting, how you are talking. It’s all about you and not them. The more you focus on you, the more the person you’re mirroring will feel it and subsequently, no rapport will be established.

If you are focusing on mirroring, your listening skills will also be impacted. Try mirroring someone’s body language while actively listening and you’ll see it’s impossible to do both at the same time. In fact, you’ll not be very effective at either.

People will intuitively pick up if you are mirroring them and will know you’re not being authentic. If you’re using mirroring as a “technique” to build rapport, chances are high that the person you’re talking with will intuitively know that you are using a “technique” on them. They will also conclude you are not authentic, can’t be trusted and are probably trying to manipulate them. Obviously all rapport is lost in this situation.

If you have decided a person projects a certain style then effectively you have “judged” that person and put them in a box. Hence, when you have a conversation with them, you will bring your judgments along for the ride. All of your listening will be filtered through your judgments, so you will not really hear what is being said. People will intuitively pick up on the fact that you have judged them and this will negatively impact the flow of the conversation and will therefore negatively impact rapport.

Forget about consciously mirroring. Instead, come to a conversation with no judgments and only with the intention of helping your potential client. You will then find that very quickly, without you consciously doing ANYTHING, you will naturally start to mirror their body language and style. When you have reached the point of subconsciously mirroring someone, you will know that you are in rapport.

I recommend that from time to time you briefly become the observer (I say briefly so you do not lose the flow and connection) in a conversation. Observe your own body language and that of the person to whom you’re talking. Also observe the way you are talking. You’ll probably observe that mirroring is happening without conscious effort. When you are mirroring without trying, you are in authentic rapport.

Iraq Study Group – Calling Thomas Jefferson

Next week, the Iraq Study Group, a committee of so-called WISE MEN, will go public on what they feel the United States should do to extract itself from the current civil war in Iraq. I believe that among their recommendations will be:

• Entering into diplomatic negotiations with both Syria and Iran to get their help in settling the violent internal situation in Baghdad.

• The embedding of US troops directly into Iraqi army units to stiffen them up into a more potent fighting force.

The vital question is where does this leave us? I lived through Viet Nam, and I understand the origins of the Korean War. I have also taken the time to study guerilla tactics that were used in Malaysia, Burma, and various African countries. To quote a movie, “Houston, we have a problem”. Our President is asleep at the switch on this one, and is caught up in a cycle of decision making that he doesn’t seem capable of extricating himself from. Our DECISION WINDOW whereby we could have possibly turned Iraq into a democracy has now PASSED. We did in fact win the war. It took 29 days to take control of Baghdad. It could take more than a dozen years at this point with a continued outlay of $200 billion per year, and several thousand American lives per year plus ten thousand American causalities per year to potentially build a democracy – no guarantees though. The question is FOR WHAT?

If the answer is to IMPOSE democracy on a country where Thomas Jefferson and George Washington do not seem to exist, then it can not be done. You are simply beating your head against the wall. This is not an American failure in my opinion. What we were attempting to achieve was simply not achievable. Certainly not without the presence of hundreds of thousands of additional American troops, which is not in the cards? This is a region built on dictatorships. It is no coincidence that Saddam Hussein was a brutal dictator. The argument has always been advanced as to “Whether Saddam Hussein made Iraq, or did Iraq make Saddam Hussein”. After the last three years, the question is more appropriate than ever.

In our country we consider life to be very precious. Don’t go by the headlines in the newspapers. That’s toilet reading. Go by what happens when miners get trapped in mines, or when a woman is trapped in a burning building. What about when a child falls into an abandoned well? Is any thought given to the cost of saving these individuals? The answer is none. Every conceivable way that can be utilized to save lives is grabbed at by the emergency workers. When you look at the Mid East, you realize we are dealing with a region that gives no thought to human life. Wasting lives there is a daily fact of living. It always has been this way, and always will be. I am not a pessimist; I must deal with reality however. In over a half century of living I have found certain notions to be eternally true. One of them is that you can’t ever want more for another human being than that human being wants for themselves. You will simply waste your time, and your energy. People have to be ready to fight for democracy. Nobody in Iraq is willing to wage that fight, except for American soldiers. This is a recipe for disaster.

Every day as Chairman of StocksAtBottom.com I am involved in the stock market. We have a saying in Wall Street, a stock is going to go where it’s going to go. You can not support a stock, unless you are prepared to buy the VERY LAST SHARE. The reason is that once you are done buying a stock, it will trade where it’s going to trade on that last share that you haven’t bought. The analogy to Iraq is that unless you are prepared to kill the very last terrorist, that terrorist is going to remain long after the American presence is gone. I know the President probably sincerely believes that by remaining in Iraq we are working towards the reconfiguration of the government into a democracy. I believe we are simply postponing the INEVITABLE. Right now that looks like a Shia led government in Baghdad with no room for the Sunnis who supported Saddam. In fact, the Shia will continue to kill the Sunni’s and the Sunni’s will retaliate by killing Shia when they can, and our President wants decent young Americans to hang on in between, and get shot at. To quote people smarter than me, “IT AIN’T GONNA WORK”. We are simply putting off what is going to happen any way. The difference is that later, it will be at a greater cost to our brave American soldiers, and our national treasury. This President chooses to borrow the money from foreigners to finance the war effort. He has asked for sacrifice from our troops only, nothing from Americans.

There have been no tax increases to pay for this disaster, only increases in the national debt so that our children and their children will shoulder the burden. The army is now having problems fulfilling its manpower requirements. We are stretched thin. The Iranians and North Koreans know we can not currently wage another military action in either country. We are bogged down in Iraq. The American people on the other hand have shown that they are out in front of their President leading him, as opposed to him leading them which is an unusual situation. The recent Congressional elections clearly demonstrate that the people want a change in direction in the war NOW. If the President continues to stay the course, or dig himself deeper into a hole in the face of the people wanting a change, the complete rejection of the Republican Party will take place in the next Presidential election.

You have to realize that the Republican Party in the last twelve years gerrymandered just about every seat in the House of Representatives in order to maintain control of that body. In spite of the cards being stacked against the Democrats, the people delivered the House to the Democratic Party anyway. This was not a vote of confidence for the Democrats. People were simple voting AGAINST the Republicans, and privately the Democrats will acknowledge this.

The answer is for the President to announce immediately a phased withdrawal and put the burden of building a country back onto the Iraqis where it belongs. It is their country. They must be willing to die for building their own democracy, or leave it to the next dictator to pick up the pieces. It won’t be Thomas Jefferson, he’s just not there.

The Crazy Motto that Doubled My Sales

Do you run a sales team? Have you ever noticed that sales people are brilliant at coming up with excuses for why their promised sales didn’t eventuate. I use a simple strategy on my sales team that stopped the excuses and doubled the sales.

A couple of years ago I read a very interesting piece of research. The business school of a major university was conducting an international study into sales management. One of the amazing things they discovered was that sales people who reported to a sales manager, on average produced less than sales people who did not have a sales manager.

The reason for this was that the sales managers tended to be critical of the shortcomings of their team members and this made the sales people nervous. They became so preoccupied with having to face the music at the sales meeting that their focus was on failure rather than success. If your focus is on failure then failure is what you will get.

This is all very interesting but there is still the practical matter that most sales people are performing well below their potential. So how does a sales manager get his or her team performing without creating the problem of failure focus?

When I first started managing a sales team I discovered that sales people had an incredible talent for coming up with excuses. They seemed to be able to justify any lost sales by giving you a plausible reason why it was not possible to get the sale. While I admired their creativity I also realized that in most cases the sale was getable. The problem I had was how to get the sales person away from the excuse habit and onto the success habit.

I also remembered when I first entered the sales world, and how my sales manager had harassed myself and the other sales people at each sales meeting. I used to dread going to those meetings.

I ended up creating a solution that got rid of excuse behavior, avoided the harassing situation and led to a doubling of my sales team’s output. I made a rule that the only excuse that a salesperson was allowed to offer was an excuse that was so good that if they wrote it on a piece of paper and took it to the manager of the local supermarket that the manager would be happy to give them a week’s groceries in exchange for the excuse.

Here’s how I used the “grocery excuse” strategy. I first explained the rule to each of my sales people. Then if during a sales meeting a sales person started to offer any form of excuse I would interrupt and say “excuse me Bob, can I buy a week’s groceries with this excuse that you’re starting on?” They would say no, and then I would say “then let’s focus on a real way that we can get this sale across the line.”

This crazy “grocery rule” worked like a charm. Within a few meetings it totally eliminated excuse behavior and turned the whole focus of the meetings into positive, success oriented thinking. The result was that the teams sales figures improved dramatically and my sales team didn’t fear the meeting.
